Experience Framework: From raw feedback to a measured outcome

Tools change; the discipline doesn't. What matters is an unbroken chain of evidence: every backlog item traceable back through the blueprint and the journey to the customer feedback that justified it, and forward to the measured change it produced.

This working miniature follows one hotel pre-arrival problem from framing to measurement. Five guided interactions let you change the evidence and decisions; whatever you change upstream lands downstream, while the chapter matrix moves from blank at kick-off to accounted for at close.

  4. 04

    Inspect the backlog

Open a job-to-be-done and follow its chain of custody.

The framework

A value-generation cycle, scaled to the problem

The same seven stages form a repeatable cycle across every engagement, whether that is a single workshop or a multi-year, Board-level programme. Each stage produces the outcome that unlocks the next; measurement feeds what should be framed next.

Seven-stage value-generation cycleFrame enters from the lower left. The process follows Intent, Assess, Design and Prepare around the ring. Execute forms one continuous band around the left and exits behind Measure on the lower right.06Execute07Measure05Prepare04Design03Assess02Intent01Frame

Chapter kick-off · Custom AI-enabled matrix

One chapter, one master view

A chapter is a collection of journeys spanning one service lifecycle; this one is pre-arrival. Its master matrix crosses the guest journey episodes with the seven value-generation phases. Every cell asks a key question, and an in-house AI assistant helps draft the answer. Blank at kick-off; populated by the time you reach the end of this page.

01 · Frame · Decision paper

Name the real problem

Before any tool opens, the problem gets named in stakeholder and commercial terms. Everything downstream inherits this sentence.

Problem statement · agreed with sponsors

Guests arrive at the resort already tired of us: the pre-arrival experience creates avoidable contacts, erodes confidence and depresses direct-booking conversion.

02 · Intent · OKR alignment

Anchor the change to objectives

Intent is not a feature list. It is the change the organisation wants, tied to the objectives it already committed to. Work that cannot link here does not proceed.

Try it: link the intent to at least one strategic objective. Your choice reappears in Measure.

Intent statement

Guests should arrive already confident: one confirmation, nothing to re-check, nothing to queue for.

03 · Assess · Dovetail + Smaply

Evidence, tagged and mapped

The current state, understood with evidence. Feedback is coded into themes in Dovetail; the themes land on the journey in Smaply exactly where guests feel them.

Try it: one quote is still untagged. Accept the suggested theme, then click a pain point on the journey to see the evidence behind it.

Options on the service blueprint

Two responses to the same Commit pain sit on one blueprint: Option A treats it at Commit, fixing the confirmation where the pain starts; Option B absorbs it downstream at Experience, making arrival so seamless the confusion stops mattering. Swimlanes run from guest to systems, wireframed at every guest-facing touchpoint, so the room debates the same picture. In the workshop, dots decide.

Try it: cast your dot vote on an option, like the workshop would. The winner drives Prepare and Measure.

Treats the Commit pain at Commit, where it starts

Option B: kerbside check-in on airport pickup

06 · Execute · Delivery

Ship it, with decision rights held close

Execution belongs to the delivery pod. The lifecycle's job here is lighter but essential: keep ownership clear and dependencies honest while the work goes live.

07 · Measure · Power BI

The delta, on a dashboard leadership already reads

Ninety days after go-live the loop closes: the same metrics named at Intent, now showing the change. This is what lets the next cycle start from evidence instead of opinion.

Try it: switch the dashboard to 90 days after go-live and read the delta.
